# AI that answers customers, and hands over to your team at the right moment

Your customers expect an answer now, including late at night and on weekends. Your support team works in Salesforce and is already stretched. You'd like AI to take the routine questions off their plate, but you've seen the chatbots that go around in circles, make things up, or pass customers to a person who asks them to start again.

The real question isn't whether AI can answer customers. It's what happens at the moment it shouldn't. Here's how I'd set that up with Fin and Salesforce, and what it costs.

## Why Fin and Salesforce, and why now

Fin is an AI agent that answers customers from your own help content, around the clock. It was built by the company formerly known as Intercom, and in September 2026 [Salesforce completed its acquisition of Fin](https://www.salesforce.com/news/press-releases/2026/09/10/salesforce-completes-acquisition-of-fin/). Salesforce positions it alongside Agentforce, its own AI agent platform, as the option that is quick to deploy on the systems a company already uses.

For a business that runs customer service in Salesforce, that means an AI agent that [works directly with Salesforce](https://fin.ai/help/en/articles/13975747-how-fin-integrates-with-salesforce). It answers from your Salesforce Knowledge articles, handles email and web-form cases, and hands live chats to your team inside Salesforce.

## Start with the handover, not the AI

Before touching any settings, I agree three things with the business:

1. **What the AI may handle on its own.** Usually the questions your team answers ten times a day: opening hours, order status, how-to questions, policies. Just as important is what it must never handle alone, such as billing disputes, complaints, and anything legal or safety-related.
2. **When it hands over.** The customer asks for a person, the question is on the "people only" list, or the AI can't find a reliable answer in your content.
3. **What your team sees when they take over.** Who the customer is, what they asked and what the AI already told them, so nobody has to ask the customer to repeat themselves.

Those three decisions shape everything else. The software settings follow from them.

## Two ways to hand over, and when to use each

Fin can pass a conversation to your team in two ways, and most businesses need both:

- **Live handover.** The customer stays in the same chat window, and a person from your team picks up the conversation from Salesforce. Best during working hours, and for urgent or sales-sensitive conversations.
- **A case with a summary.** The AI collects the details, writes a short summary and opens a case in Salesforce. The chat ends, and your team follows up by email. Best outside working hours, or for issues that need investigation.

The choice can switch automatically by time of day and by topic.

## The moment most setups get wrong: nobody is available

The AI can't see whether anyone on your team is free. If it hands a customer to a live chat when nobody is online, the customer waits in silence, and that's worse than having no chatbot at all.

So I plan for that moment from the start:

- Before the handover, the AI tells the customer what happens next, for example: "If nobody's available in the next few minutes, we'll reply by email."
- It asks for their email address before handing over, not after.
- If nobody picks up the chat, Salesforce turns it into a case automatically, so no conversation is lost.

Also worth knowing: once the AI hands over, it steps out of the conversation. From that point on, it's your team's conversation.

## What your team sees in Salesforce

When a conversation reaches your team, it arrives with the history and the customer's details already filled in, and the case summary is written for them. Your agents work where they already work, in Salesforce, not in a second system.

Two practical points decide how smooth this is:

- **Your help content.** The AI is only as good as the articles it learns from. Before launch, I go through the questions customers actually ask most and make sure each has a clear, current answer.
- **Your Salesforce setup.** Live chat needs Salesforce's messaging features and the right licenses for your agents, and Salesforce's standard service console doesn't show these chats until it's set up for them. This is usually where most of the setup effort goes, so check early what your edition already includes.

## What it costs: you pay when the AI solves the problem, not when it tries

Cost is usually the first worry, so here are the rules as of September 2026, from [Fin's own billing terms](https://fin.ai/help/en/articles/13975800-fin-pricing-outcomes):

- **$0.99 per conversation the AI resolves on its own**, from the customer's question to the answer, with nobody from your team involved.
- **Nothing when it hands over to your team.** If the customer asks for a person, gets frustrated, or hits one of your handover rules, there's no charge. You don't pay for conversations the AI couldn't finish.
- **Taken off your bill if the problem wasn't really solved.** If a customer comes back to the same conversation for more help, that resolution isn't charged.
- **Once per conversation at most**, however many questions the AI answers in it.
- **No setup, integration or platform fees.** The minimum is 50 resolutions a month ($49), and [Fin offers a free 14-day trial](https://fin.ai/pricing).

One exception, to be precise: if you deliberately set the AI to complete a task and then pass it to your team, for example collecting and checking an order's details before a person approves a refund, that completed task costs the same $0.99. You're paying for work the AI actually did, and you decide whether to set it up that way.

Now compare that with what routine questions cost you today. Say the AI fully resolves 300 of them a month: that's about $300. If each would have taken your team five minutes, that's 25 hours of their time back every month for the conversations that genuinely need a person. The bill only grows when the AI takes more work off your team, and the monthly numbers show exactly what you're paying for.

On the Salesforce side, check what your edition already includes before buying anything new. The rest is a one-time setup: agreeing the rules above, preparing your help content, and configuring both systems.

## How to know it's working

I review four numbers with the team every month:

- How many conversations the AI resolves on its own.
- How often it hands over, and why.
- How long customers wait for a person after a handover.
- How satisfied customers are after AI-only conversations, compared with conversations a person handled.

Fin reports its resolution figures directly in Salesforce, so the whole picture sits in one place.

## Where to start

Start small: one channel, usually the chat on your website; a clear list of topics the AI may handle; live handover during working hours, and a case with a summary outside them. Read a sample of conversations every week during the first month, fix the answers that fall short, then widen the scope.

## Common questions

### Will the AI give customers wrong answers?

It answers from the help content you give it, and only on the topics you allow. I set it to hand over when it can't find a reliable answer, and during the first month we read a sample of conversations every week to catch weak answers early.

### Will my team have to learn a new system?

No. Your agents keep working in Salesforce. The AI's conversations, summaries and cases arrive there.

### What if it doesn't pay off?

Start with a pilot on one channel and judge it on the monthly numbers. Your customers, cases and help content stay in Salesforce, so if it doesn't earn its keep, you switch it off and your Salesforce setup keeps working as before.

### Does Fin work with Salesforce without Intercom's helpdesk?

Yes. Fin connects to Salesforce directly. It learns from your Salesforce Knowledge articles, works on email and web-form cases, and hands live chats to your agents in Salesforce.

### What happens after the AI hands over?

The AI steps out. A person from your team continues the conversation in the same chat window, working from Salesforce, with the full history in front of them.

### Does the Salesforce acquisition change anything for Fin customers?
